They escalate to the Customer Satisfaction Specialist/Lead, then to the team Supervisor. We we're all technically level II agents so no customer ever spoke with our TL unless the TL really wanted to. We just put another agent on the phone to play the part of manager if the customer was particularly belligerent. And that usually placated them. It was both funny and wrong.
